We are seeking an experienced Embedded Escalation Engineer to join our Customer Service & Support (CSS) team, where you will play a critical role in delivering exceptional customer experiences and resolving complex technical issues.

As an Embedded Escalation Engineer, you will be part of our Security, Compliance, Identity, and Management (SCIM) organization, where you will own, troubleshoot, and solve highly complex customer technical issues, leveraging your technical expertise and collaboration skills to drive customer success.

Key Responsibilities and Expectations

As an Embedded Escalation Engineer, your primary responsibilities will include:

  • Investigating and solving critical, complex, and highly technical issues using code-level techniques, such as trace and source code analysis, debugging tools, reverse engineering techniques, and other sophisticated diagnostic tools.
  • Driving Product Engineering engagement and handling highly complex, politically charged, and financially important cases through collaboration and conflict resolution skills.
  • Acting as a key collaboration point for support teams and understanding, implementing, and teaching others how to utilize diagnostics platforms to create and deliver diagnostics and troubleshooting tooling.
  • Leading in building communities with peer delivery roles and sharing knowledge through readiness programs, technical coaching, and mentoring of others.
  • Deepening technical and professional proficiency to enable the resolution of highly complex customer issues through training and readiness.

You will also be responsible for:

  • Helping define our diagnostics strategy and creating onboarding collateral to efficiently onboard rotational engineers to diagnostics work.
  • Improving customer experience and driving key service improvements by building solutions, tools, and troubleshooting guides, and helping automate issue detection and diagnosis.
  • Identifying emerging trends or recurring escalation scenarios and driving engineering opportunities to mitigate and/or eliminate them from the workflow.
  • Educating support engineers with the latest investigation methods and tooling.
  • Contributing to product improvements by filing impactful bugs, design change requests, and helping developers fix issues and ship fixes to production.

Essential and Preferred Qualifications

To be successful in this role, you will need:

  • 7+ years of technical support, technical consulting experience, or information technology experience.
  • OR a Bachelor's Degree in Computer Science, Information Technology (IT), or a related field, AND 5+ years of technical support, technical consulting experience, or information technology experience.
  • Proficiency in C# and .NET, as well as PowerShell, Web Services, or similar development technologies.

Preferred qualifications include:

  • Technical Escalation Support experience (in a Tier 2/3 environment) including experience in a customer-facing or customer technical support role.
  • Communication skills that facilitate presenting complex technical issues to a general audience and working collaboratively with Engineering teams and support staff.
  • Leadership skills, including handling technically challenging and politically hot customer situations.

  • A competitive salary, with a typical base pay range of $103,800 - $200,300 per year (depending on location and experience).
